Course Introduction

Contact Centre Analytics and Customer Experience Intelligence Training Course is designed to equip professionals with advanced knowledge and practical capabilities for transforming contact centre data into meaningful customer and operational insights. Modern contact centres generate large volumes of interaction data from voice calls, emails, chat, social media, messaging platforms, CRM systems, surveys, and digital channels. The course provides a structured approach to collecting, integrating, analysing, visualising, and interpreting this information to support evidence-based service improvement and customer-centric decision-making.

The course explores how contact centre analytics can move organizations beyond basic performance reporting toward deeper understanding of customer behaviour, service quality, agent performance, operational efficiency, and customer experience outcomes. Participants will examine key contact centre metrics such as average handling time, first contact resolution, service level, abandonment rate, queue performance, customer satisfaction, customer effort, and Net Promoter Score. They will learn how to connect these measures to broader customer journeys and organizational objectives rather than treating operational metrics in isolation.

A major focus of the training is customer experience intelligence and the integration of information from multiple customer touchpoints. Participants will learn how to combine contact centre records with CRM information, customer feedback, digital interactions, transactional data, surveys, and other relevant sources to develop richer customer profiles. The course will introduce customer journey analytics, segmentation, voice-of-customer analysis, sentiment analysis, text analytics, and root-cause analysis as approaches for identifying customer pain points, service gaps, emerging trends, and opportunities for experience improvement.

The training also develops practical skills in analytics-driven reporting and visualization. Participants will explore how to design meaningful dashboards that provide operational teams, supervisors, managers, and executives with relevant and actionable information. Rather than simply presenting large volumes of statistics, the course emphasizes selecting appropriate KPIs, identifying relationships between measures, recognizing trends and anomalies, and communicating insights in ways that support timely decisions. Dashboard design, data storytelling, interactive reporting, automated reporting, and executive intelligence will therefore form important components of the programme.

Advanced analytics and artificial intelligence are also incorporated into the course to reflect the changing contact centre environment. Participants will examine predictive analytics for forecasting customer demand, identifying potential churn, anticipating service issues, and supporting workforce planning. They will also explore conversational AI, intelligent virtual assistants, speech and text analytics, automated quality monitoring, sentiment detection, generative AI, recommendation systems, and AI-assisted agent support. The course addresses the opportunities and limitations of these technologies, including data quality, privacy, transparency, bias, security, and responsible AI considerations.

By the end of the programme, participants will be able to establish stronger analytical approaches for understanding customer interactions, measuring service performance, identifying experience drivers, and supporting continuous improvement. They will be better prepared to translate contact centre data into customer experience intelligence, connect operational performance with business outcomes, and develop practical recommendations based on evidence. The course is particularly valuable for organizations seeking to strengthen customer loyalty, improve service efficiency, enhance employee and agent performance, reduce avoidable customer effort, and build more intelligent and responsive customer service operations.
